Case Study 01 · Journey Review

A financial services firm in Kuala Lumpur

The Situation

A mid-sized financial services intermediary had received a consistent stream of complaint contacts about their onboarding process. Internal teams disagreed about where exactly the problem sat — some felt it was documentation, others felt it was communication timing. The leadership team wanted an outside view before making changes.

What We Did

We reviewed available complaint logs, interviewed two frontline staff members and mapped the onboarding journey from first enquiry through to account activation. The map showed a clear gap at the point of document submission — customers were not told what happened next or how long to expect to wait, leaving a silence that prompted calls.

What Changed

A short confirmation note and timeline was added to the document submission step. The change took two weeks to implement. Over the following quarter, complaint contacts related to onboarding dropped by around a third. The team noted that the change was something they could have made themselves — but having it identified clearly in the map made it easy to prioritise.

A property management company in the Klang Valley

The Situation

A property management firm managing residential developments across three sites had inconsistent service standards across their teams. Tenant satisfaction varied widely by building, and the company wanted to raise consistency without imposing a rigid script-based system that would feel impersonal.

What We Did

We reviewed tenant feedback across all three sites, identified the highest-impact service interactions, and worked with the management team to define a small set of service standards that expressed intent rather than procedure. The workshop brought together site managers from all three buildings to discuss and refine the standards before they were finalised.

What Changed

The service standards document — one page per building, reflecting shared values but different contexts — was adopted by all three sites. Tenant satisfaction scores, which the firm tracked via a simple quarterly survey, improved noticeably at the two lower-performing sites within six months. The firm subsequently engaged Brightspire for an Advisory Retainer to maintain momentum.
